Customer relationship management (CRM)
A customer relationship management (CRM) system is the software a company uses to track its relationships with customers and prospects: contacts, companies, deals, communications, support history, and pipeline stages. Salesforce and HubSpot are widely used examples, and some companies build custom CRMs. It is usually the system of record for revenue activity.
01why it matters for a business
The CRM is where AI meets revenue. Lead scoring, call and email summaries, next-step suggestions, automatic data entry, pipeline forecasting, and AI agents that research prospects or follow up with leads all depend on CRM data being complete and accurate. A CRM full of stale contacts, missing stages, and notes that live in someone's head limits what any AI can do, however good the model.
For mid-sized companies, the decision is often whether to keep bending an off-the-shelf CRM to fit a distinctive sales process, or to build a custom CRM or a custom layer on top of the existing one. Off-the-shelf wins when the process is standard. Custom wins when the workflow is a competitive advantage, when per-seat costs at scale become significant, or when the CRM must connect tightly to operational systems the vendor does not support.
02what it looks like in practice
A commercial insurance brokerage tracks renewals in a mainstream CRM but runs its actual process in spreadsheets, because the CRM does not model carriers, submissions, and quotes the way brokers work. Rather than replace the CRM, the brokerage builds an internal tool for the submission workflow that syncs accounts and opportunities with the CRM through its API, and AI summarizes carrier responses into a comparison for each renewal. Brokers work in a tool that fits; leadership still sees the pipeline in one place.
03common mistakes
- Adding AI to a CRM nobody keeps up to date. Fix data capture first, ideally by automating it.
- Over-customizing an off-the-shelf CRM until upgrades break it.
- Building custom when the process is standard and a configured product would do.
- Not sending CRM outcomes back to ad platforms, so ad spend never learns which leads became customers.
